In our sector, where cross-departmental processes can span field operations, customer services, regulatory compliance, and engineering functions, it provides an essential “big picture” view. Done well, it becomes the single source of truth for understanding both current performance and future opportunities.
Why Map a Process?
In a utilities context, where regulatory targets, service levels, and cost pressures are a daily reality, process mapping helps uncover inefficiencies, duplication, and gaps that often go unnoticed. Whether it’s mapping customer onboarding for a new connection or tracing the flow of fault resolution from initial report to final fix, the clarity gained from visualising the full process can highlight bottlenecks and misalignment.
Mapping allows stakeholders (whether field engineers, planners, or compliance teams) to see where handoffs occur, what information is needed, and where delays or risks can be reduced. Visualising the process also makes it easier to communicate changes across teams, especially when proposing improvements to senior leadership or regulators.
A Bit of Background
This isn’t a new discipline. From Frederick Taylor’s time-and-motion studies to Toyota’s lean manufacturing innovations, process analysis has long helped organisations reduce waste and improve quality. Today, many of us use frameworks like Lean, Six Sigma, or Continuous Improvement to guide how we review and enhance operational processes – and process mapping sits at the heart of that activity.

Defining the Scope in Utilities
A good map starts with a good question: Why this process? In utilities, the best candidates are often those that impact customer outcomes, compliance obligations, or cost efficiency.
Before diving in, we ask:
- Does this process materially affect performance against business targets?
- Is there a clear mandate and resource commitment from leadership to review and improve it?
Without alignment at that level, even the best process map won’t gain traction. That’s why we begin by defining the scope clearly:
- The exact start and end points of the process.
- The outcome we want to improve (e.g. response time, regulatory reporting accuracy, customer satisfaction).
- The stakeholders involved – which might include both internal teams and third-party contractors.
A visual map can then help teams reach consensus on the current state (“as is”), identify areas of waste or rework, and shape the desired “to be” future state.
A Practical Approach
In my experience, the best results come from gathering stakeholders in a workshop environment – ideally with a whiteboard, marker pens, and plenty of sticky notes. While tools like Visio or Miro are useful later for documentation, early-stage mapping works best when everyone can stand up, contribute, and own the process.
This approach levels the playing field – giving operational staff, support teams, and leadership all an equal voice. That matters, especially in utilities where frontline experience is essential for accurately capturing what actually happens, not just what’s supposed to.
From Current State to Future State
Once the current state map is built, it becomes easier to spot redundant steps, unclear handoffs, or duplicated data entry. Then, working within the agreed scope, we create a “future state” map. This is where things get exciting – because people begin to see what good could look like, and often generate solutions you wouldn’t find from desk-based analysis alone.
Involving those who do the work day-to-day creates ownership and unlocks energy for change. When people believe their input will lead to better service, simpler processes, or less frustration, engagement skyrockets.
